Abstract

The number of agents to which incoming queries to a customer interaction center agent group may be distributed is limited based on skip criteria. The skip criteria is defined based on information associated with agent devices, such as locked status of a device, in-memory status of a client application at the device, or whether a telephone number provisioned for use with the device is from an external public switched telephone network. Agents which fail to satisfy the skip criteria are excluded from distributions of queries to improve wait times for customer interaction center users. Thus, queries are distributed from a queue to agents which satisfy the skip criteria.

Claims (43)

1. A method, comprising:

obtaining, at a contact center device associated with a contact center, information associated with one or more queries for distribution within an agent group;

determining, by the contact center device, that a first subset of agent devices of the agent group fail skip criteria based on the first subset of agent devices using telephone numbers provisioned from a public switched telephone network external to the contact center; and

limiting, by the contact center device based on the first subset of agent devices failing the skip criteria, distributions of the one or more queries to a second subset of agent devices of the agent group.

2. The method of claim 1 , comprising:

obtaining, at the contact center device, information indicative of the first subset of agent devices failing the skip criteria from a server that processes information associated with agent devices of the agent group.

3. The method of claim 1 , comprising:

pulling, by the contact center device, device information usable to determine whether an agent device of the agent group fails the skip criteria from the agent device.

4. The method of claim 1 , comprising:

receiving, by the contact center device, device information usable to determine whether an agent device of the agent group fails the skip criteria pushed from the agent device.

5. The method of claim 1 , comprising:

transmitting, from the contact center device, device information associated with an agent device of the agent group to a server at which the skip criteria is defined.

6. The method of claim 1 , comprising:

distributing the one or more queries in serial to individual agent devices of the second subset of agent devices.

7. A contact center device associated with a contact center, comprising:

a memory; and

a processor configured to execute instructions stored in the memory to:

obtain information associated with one or more queries for distribution within an agent group;

determine that a first subset of agent devices of the agent group fail skip criteria based on the first subset of agent devices using telephone numbers provisioned from a public switched telephone network external to the contact center; and

limit, based on the first subset of agent devices failing the skip criteria, distributions of the one or more queries to a second subset of agent devices of the agent group.

8. The contact center device of claim 7 , wherein the contact center device is intermediate to a server at which the skip criteria is defined and to agent devices of the agent group.

9. The contact center device of claim 7 , wherein the processor is configured to execute the instructions to:

receive status indications of agent devices of the agent group;

receive device information of the agent devices of the agent group; and

transmit the status indications and the device information to a server for skip criteria processing.

10. The contact center device of claim 7 , wherein the processor is configured to execute the instructions to:

obtain indications of ones of agent devices of the agent group that fail the skip criteria from a server.

11. The contact center device of claim 7 , wherein the one or more queries are distributed based on a threshold number of queries and a number of available agents.

12. The contact center device of claim 7 , wherein the one or more queries are distributed using a serial distribution technique or a rotating distribution technique.

13. A non-transitory computer readable medium storing instructions operable to cause one or more processors to perform operations comprising:

obtaining, at a contact center device associated with a contact center, information associated with one or more queries for distribution within an agent group;

determining, by the contact center device, that a first subset of agent devices of the agent group fail skip criteria based on the first subset of agent devices using telephone numbers provisioned from a public switched telephone network external to the contact center; and

limiting, by the contact center device based on the first subset of agent devices failing the skip criteria, distributions of the one or more queries to a second subset of agent devices of the agent group.

14. The non-transitory computer readable medium of claim 13 , the operations comprising:

receiving, at the contact center device, device information associated with the agent devices of the agent group from the agent devices at periodic intervals.

15. The non-transitory computer readable medium of claim 13 , wherein the contact center device controls the distribution of the one or more queries to the second subset of agent devices based on information received at the contact center device from a server.

16. The non-transitory computer readable medium of claim 13 , wherein an agent device of the first subset of agent devices is further determined to fail the skip criteria based on a client application associated with query processing being other than launched and in memory at the agent device.

17. The non-transitory computer readable medium of claim 13 , wherein an agent device of the first subset of agent devices is further determined to fail the skip criteria based on a screen of the agent device having a locked status.

18. The non-transitory computer readable medium of claim 13 , wherein the first subset of agent devices are determined to be unavailable for handling queries based on the first subset of agent devices failing the skip criteria.

19. The non-transitory computer readable medium of claim 13 , the operations comprising:

distributing the one or more queries to the second subset of agent devices based on a threshold number of queries and a number of available agents.

20. The non-transitory computer readable medium of claim 13 , the operations comprising:

distributing the one or more queries to the second subset of agent devices using a serial distribution technique or a rotating distribution technique.
