Abstract

A system and method are disclosed for scoring sentiments of communication activity and includes one or more databases that stores data describing electronic communication between one or more customer devices and one or more service center devices and a computer. The computer is configured to monitor communication activity of the one or more customer devices and the one or more service center devices to determine whether a communication channel has been opened between the one or more customer devices and the one or more service center devices and identify one or more communication activities associated with the electronic communications. The computer is further configured to compare the identified one or more communication activities with one or more predetermined communication data, determine a sentiment score based on one or more correlations between the identified one or more communication activities and the communication data.

Claims (52)

1. A system for tracking sentiments of communication activity, comprising:

one or more databases storing one or more service center tickets associated with one or more communication devices; and

a computer, comprising a processor and memory, configured to:

log one or more monitored communication activities in connection with case data;

determine a sentiment score between the one or more monitored communication activities and predetermined communication data for at least one of the one or more service center tickets;

assign the sentiment score to the one or more communication devices;

store the sentiment score in the one or more databases; and

use a time-based evaporation period to track a psychological mean reversion of the sentiment score, wherein the sentiment score deescalates based on a uniform evaporation until the sentiment score reaches a pre-escalated mean.

2. The system of claim 1 , wherein the computer is further configured to:

track the one or more monitored communication activities to determine whether the sentiment score is escalating or deescalating.

3. The system of claim 1 , wherein the computer is further configured to:

trigger an automated process in response to detecting that a monitored communication activity would escalate the sentiment score above a predetermined threshold.

4. The system of claim 1 , wherein the computer is further configured to:

color code the displayed sentiment score.

5. The system of claim 1 , wherein the computer is further configured to:

monitor a customer's sentiment score in response to identifying the customer's sentiment score being lower than a remainder of a customer base.

6. The system of claim 1 , wherein the one or more monitored communication activities utilize one or more of the following communication channels:

a voice channel, a video channel, an email channel, a text channel, a chat channel and an other channel.

7. The system of claim 1 , wherein the sentiment score is based on a semantic analysis of the one or more monitored communication activities.

8. A computer-implemented method for tracking sentiments of communication activity, comprising:

logging one or more monitored communication activities in connection with case data;

determining a sentiment score between the one or more monitored communication activities and predetermined communication data for at least one of one or more service center tickets associated with one or more communication devices;

assigning the sentiment score to the one or more communication devices;

storing the sentiment score in the one or more databases; and

using a time-based evaporation period to track a psychological mean reversion of the sentiment score, wherein the sentiment score deescalates based on a uniform evaporation until the sentiment score reaches a pre-escalated mean.

9. The computer-implemented method of claim 8 , further comprising:

tracking the one or more monitored communication activities to determine whether the sentiment score is escalating or deescalating.

10. The computer-implemented method of claim 8 , further comprising:

triggering an automated process in response to detecting that a monitored communication activity would escalate the sentiment score above a predetermined threshold.

11. The computer-implemented method of claim 8 , further comprising:

color coding the displayed sentiment score.

12. The computer-implemented method of claim 8 , further comprising:

monitoring a customer's sentiment score in response to identifying the customer's sentiment score being lower than a remainder of a customer base.

13. The computer-implemented method of claim 8 , wherein the one or more monitored communication activities utilize one or more of the following communication channels:

a voice channel, a video channel, an email channel, a text channel, a chat channel and an other channel.

14. The computer-implemented method of claim 8 , wherein the sentiment score is based on a semantic analysis of the one or more monitored communication activities.

15. A non-transitory computer-readable medium comprising software for tracking sentiments of communication activity, the software when executed:

logs one or more monitored communication activities in connection with case data;

determines a sentiment score between the one or more monitored communication activities and predetermined communication data for at least one of one or more service center tickets associated with one or more communication devices;

assigns the sentiment score to the one or more communication devices;

stores the sentiment score in the one or more databases; and

uses a time-based evaporation period to track a psychological mean reversion of the sentiment score, wherein the sentiment score deescalates based on a uniform evaporation until the sentiment score reaches a pre-escalated mean.

16. The non-transitory computer-readable medium of claim 15 , wherein the software when executed further:

tracks the one or more monitored communication activities to determine whether the sentiment score is escalating or deescalating.

17. The non-transitory computer-readable medium of claim 15 , wherein the software when executed further:

triggers an automated process in response to detecting that a monitored communication activity would escalate the sentiment score above a predetermined threshold.

18. The non-transitory computer-readable medium of claim 15 , wherein the software when executed further:

color codes the displayed sentiment score.

19. The non-transitory computer-readable medium of claim 15 , wherein the software when executed further:

monitors a customer's sentiment score in response to identifying the customer's sentiment score being lower than a remainder of a customer base.

20. The non-transitory computer-readable medium of claim 15 , wherein the one or more monitored communication activities utilize one or more of the following communication channels:

a voice channel, a video channel, an email channel, a text channel, a chat channel and an other channel.
