Abstract

A method and system matching contact center agents and back office staff with a customer inquiry. Exemplary systems include an expert term extraction engine, a customer term extraction engine, and a matching engine to compare customer request terms to the expert terms from the customer term extraction engine. The comparison determines whether there is a match or potential match between the customer request terms and the stored expert terms. An exemplary system may also include a timer that communicates with one or more communication servers. Back office staff may assist contact center agents when one or more conditions are met, such as when a customer wait time exceeds a predetermined period or when there is no match or potential match between the customer request terms and the stored expert terms for contact center agents.

Claims (35)

1. An electronic communication system comprising:

a database of records of personnel associated with an enterprise;

one or more communication servers configured to store electronic communications between the personnel associated with the enterprise;

an expert term extraction engine provided by a server, wherein the expert term extraction engine is communicatively linked to the one or more communication servers, and is configured to (a) execute computer program instructions, (b) process the electronic communications to extract expert terms, wherein each of the expert terms is associated with a skill, and (c) update the records of the personnel linked to the electronic communications from which the expert terms were extracted to include the skills;

a customer term extraction engine to extract customer request terms from one or more customer electronic communications between the one or more communication servers and a customer of the enterprise;

a matching engine, provided by a second server that is configured to (a) execute computer program instructions, and (b) access the database to compare the customer request terms to the expert terms to determine whether there is a match or a potential match and to output information from one or more of the records associated with the match of the potential match to an agent of the enterprise; and

a timer in communication with the one or more communication servers, wherein after a predetermined wait time is exceeded, the output information is further communicated to a back office staff of the enterprise.

2. The electronic communication system of claim 1 , wherein the back office staff is notified that there is a shortage of agents before the output information is communicated to the back office staff.

The electronic communication system of claim 1 , wherein the customer term extraction engine determines based upon the customer request terms whether a customer inquiry is a basic inquiry suitable for assignment to a member of the back office staff before the output information is further communicated to the back office staff.

4. The electronic communication system of claim 3 that further incudes an overflow pick queue program that permits back office staff to review the basic inquiry.

The electronic communication system of claim 4 that, to determine the availability of the back office staff, further includes one or more of (a) a calendar integration of the back office staff, (b) a workload or an issue tracking software (JIRA) for the backroom staff, and (c) a UC client status (Slack) of the backroom staff.

The electronic communication system of claim 5 , wherein the one or more of: (a) a calendar integration of the back office staff, (b) a workload or an issue tracking software (JIRA) for the backroom staff, and (c) a UC client status (Slack) of the backroom staff, communicate with one or more of the: (d) one or more communication servers, (e) customer term extraction engine, and (f) the matching engine.

7. The electronic communication system of claim 1 , wherein the matching engine determines a specific back office staff member based upon the match or potential match and the output information is communicated to that specific back office staff member.

8. The electronic communication system of claim 7 , wherein the matching engine determines a score associated with the match or the potential match and wherein the score is included in the information used to select the specific back office staff member.

9. An electronic communication system comprising:

a database configured for storing records of personnel associated with an enterprise;

one or more communication servers storing electronic communications between the personnel associated with the enterprise;

a feature term extraction engine, provided by a server, wherein the feature term extraction engine is communicatively linked to the one or more communication servers and is configured to execute computer program instructions and process the electronic communications to extract feature terms;

a skillset determination engine to compare the feature terms to one or more of predefined skillsets to identify matches and to update the records of the personnel linked to the electronic communications from which the feature terms were extracted to include the one or more predefined skillsets; and

a matching engine to compare the one or more predefined skillsets in the records to a customer skillset request or a customer request term and to determine (a) whether there is a match or a potential match among the personnel associated with the enterprise, and (b) whether the customer skillset request is associated with an inquiry that is suitable for a response by an agent of the enterprise, or is a basic request that is suitable for a back office staff member of the enterprise.

10. The electronic communication system of claim 9 , further comprising an agent term extraction engine to extract agent request terms from one or more agent electronic communications.

11. The electronic communication system of claim 9 , further comprising a database comprising the predefined skillsets.

The electronic communication system of claim 9 that, to determine the availability of the back office staff, further includes one or more of (a) a calendar integration of the back office staff, (b) a workload or an issue tracking software (JIRA) for the backroom staff, and (c) a UC client status (Slack) of the backroom staff.

The electronic communication system of claim 12 , wherein the one or more of: (a) a calendar integration of the back office staff, (b) a workload or an issue tracking software (JIRA) for the backroom staff, and (c) a UC client status (Slack) of the backroom staff, communicates with one or more of the: (d) one or more communication servers, (e) feature term extraction engine, and (f) the matching engine.

14. An electronic communication method for providing expert information, the electronic communication method comprising the steps of:

using an expert term extraction engine, provided by a server, wherein the expert term extraction engine is communicatively linked to one or more communication servers, which are configured to store communications between the personnel associated with an enterprise and the expert extraction engine is configured to (a) execute computer program instructions, and (b) determine expert terms from one or more potential expert electronic communications between personnel of the enterprise;

receiving customer request terms from one or more customer communications received by the communication servers;

using a matching engine, provided by a second server that is configured to execute computer program instructions, comparing the customer request terms to the expert terms to determine whether there is a match or a potential match; and

if a predetermined time is exceeded after receiving the one or more customer communications terms, sending a communication including the customer communication to a back office staff.

15. The electronic communication method for providing expert information of claim 14 , wherein the communication is sent to all back office staff.

16. The electronic communication method for providing expert information of claim 14 , wherein the communication is sent to only back office staff that the matching engine determines are a match or potential match.

17. The electronic communication method for providing expert information of claim 14 , further comprising a step of alerting the back office staff that there is a shortage of agents prior to sending the communication including the customer communication to the back office staff.

18. The electronic communication method for providing expert information of claim 14 , wherein the matching engine determines if there are any back office staff suitable to respond to the communication including the customer communication.

The electronic communication method for providing expert information of claim 14 that further includes the step of determining whether appropriate back room staff are available by reviewing one or more of (a) a calendar integration of the back office staff, (b) a workload or an issue tracking software (JIRA) of the back office staff, and (c) a UC client status (Slack) of the back office staff.

20. The electronic communication method for providing expert information of claim 14 that further includes the step of the expert term extraction engine determining if the customer inquiry is basic and can be handled by the back office staff or is not basic and should be handled by an agent.
