Abstract

The graphical programming call router features a rich library of powerful and easy-to-use components that administrators can use to seamlessly drop in contact center actions such as data dips, complex interactive voice responses (“IVRs”) and call recordings, among many others. This makes it easy to visualize the exact structure and outcome of any call flow. The graphical programming call router also offers granular queue management functionality so you can get specific around call prioritization, wait time and time-based actions on virtual queues.

Claims (31)

1 . A method of customer-based graphical programming for an interactive voice response (IVR) system in a cloud-based contact center, the method comprising:

providing, by a first organization to a second organization, a cloud-based contact center infrastructure hosted by the first organization for receiving calls made to the second organization from a plurality of customers, and routing said calls to a plurality of mobile devices corresponding to a plurality of agents of the second organization in accordance with a call flow route;

presenting, on a computerized display of the second organization, a graphical programming interface that allows the second organization to modify the call flow route using a series of drop-down menus and other graphical components, said display also indicating options available to the second organization for transmitting incoming call data within the second organization; and

adding, to the computerized display of the second organization, a graphical indication of a modification made by the second organization to the call flow route using the series of drop down menus and other graphical components.

2 . The method of claim 1 wherein the plurality of agents of the second organization comprise a plurality of live agents of the second organization and a plurality of virtual agents of the first organization tasked to operate on behalf of the second organization.

3 . The method of claim 2 wherein the plurality of virtual agents is capable of initially receiving a plurality of incoming calls and then transferring the plurality of incoming calls to the plurality of live agents.

4 . The method of claim 1 wherein the cloud-based contact center is distributed over a plurality of different physical locations.

5 . The method of claim 1 wherein the plurality of live agents is distributed over a plurality of different physical locations, in more than one time zone, or in more than one country.

6 . The method of claim 1 wherein the graphical programming interface enables different call routing options based on whether the call is an audio call, a text-based form of communication, or a multi-media communication.

7 . The method of claim 1 wherein the size of the cloud-based contact center is scaled larger or smaller in response to options selected by the second organization through the graphical programming interface.

8 . A graphically interactive voice response (IVR) system in a cloud-based contact center for processing customer communications featuring customer-based graphical programming, said system comprising a memory, a call management subsystem, and a processor for:

providing, by a first organization to a second organization, a cloud-based contact center infrastructure hosted by the first organization for receiving calls made to the second organization from a plurality of customers, and routing said calls to a plurality of mobile devices corresponding to a plurality of agents of the second organization in accordance with a call flow route;

presenting, on a computerized display of the second organization, a graphical programming interface that allows the second organization to modify the call flow route using a series of drop-down menus and other graphical components, said display also indicating options available to the second organization for transmitting incoming call data within the second organization; and

adding, to the computerized display of the second organization, a graphical indication of a modification made by the second organization to the call flow route using the series of drop down menus and other graphical components.

9 . The system of claim 1 wherein the plurality of agents of the second organization comprise a plurality of live agents of the second organization and a plurality of virtual agents of the first organization tasked to operate on behalf of the second organization.

10 . The system of claim 9 wherein the plurality of virtual agents is capable of initially receiving a plurality of incoming calls and then transferring the plurality of incoming calls to the plurality of live agents.

11 . The system of claim 1 wherein the cloud-based contact center is distributed over a plurality of different physical locations.

12 . The system of claim 1 wherein the plurality of live agents is distributed over a plurality of different physical locations, in more than one time zone, or in more than one country.

13 . The system of claim 1 wherein the graphical programming interface enables different call routing options based on whether the call is an audio call, a text-based form of communication, or a multi-media communication.

14 . The system of claim 1 wherein the size of the cloud-based contact center is scaled larger or smaller in response to options selected by the second organization through the graphical programming interface.

15 . A non-transitory computer-readable medium comprising computer-readable instructions for an interactive voice response (IVR) system in a cloud-based contact center featuring customer-based graphical programming that, when executed by a processor, cause the processor to:

provide, by a first organization to a second organization, a cloud-based contact center infrastructure hosted by the first organization for receiving calls made to the second organization from a plurality of customers, and routing said calls to a plurality of mobile devices corresponding to a plurality of agents of the second organization in accordance with a call flow route;

present, on a computerized display of the second organization, a graphical programming interface that allows the second organization to modify the call flow route using a series of drop-down menus and other graphical components, said display also indicating options available to the second organization for transmitting incoming call data within the second organization; and

add, to the computerized display of the second organization, a graphical indication of a modification made by the second organization to the call flow route using the series of drop down menus and other graphical components.

The computer-readable medium of claim 15 further comprising instructions whereby the plurality of agents of the second organization comprise a plurality of live agents of the second organization and a plurality of virtual agents of the first organization tasked to operate on behalf of the second organization.

17 . The computer-readable medium of claim 16 further comprising instructions whereby the plurality of virtual agents is capable of initially receiving a plurality of incoming calls and then transferring the plurality of incoming calls to the plurality of live agents.

18 . The computer-readable medium of claim 15 further comprising instructions whereby:

the cloud-based contact center is distributed over a plurality of different physical locations; and

the plurality of live agents is distributed over a plurality of different physical locations, in more than one time zone, or in more than one country.

19 . The computer-readable medium of claim 15 further comprising instructions whereby the graphical programming interface enables different call routing options based on whether the call is an audio call, a text-based form of communication, or a multi-media communication.

20 . The computer-readable medium of claim 15 further comprising instructions whereby the size of the cloud-based contact center is scaled larger or smaller in response to options selected by the second organization through the graphical programming interface.
