Abstract

A speech analytics system (“SAS”) monitors speech from a remote party and agent to determine when text-based guidance information (“TBGI”) and a script control icon is to be provided to the agent. The agent may respond to a particular context with certain information, either by verbally informing the remote party or causing a prerecorded script to be played to the remote party. In one embodiment, the SAS monitors the agent's speech to ascertain if an expected speech response is provided by the agent within a first time period. If not, the SAS may cause another TBGI and script control icon to be presented to the agent, and again monitor the agent's speech to ascertain if an expected speech response is provided by the agent within a second time period. If the agent again fails to respond properly, then data may be written indicating a compliance failure.

Claims (46)

1. A system for providing contextual assistance to an agent on a call to a remote party, the system comprising:

a computer processor configured to:

receive a first speech-related event notification reporting an alleged detection by a speech analytics system of a first keyword in speech from the remote party on the call;

cause text-based guidance information (“TBGI”) to be presented on a computer used by the agent in response to receiving the first speech-related event notification;

start a response timer after receiving the first speech-related event notification; and

stop the response timer in response to receiving an indication from the computer of the agent selecting a context error icon displayed on the computer, wherein the selecting of the context error icon reports the agent alleging an incorrect detection by the speech analytics system of the first keyword in the speech from the remote party.

2. The system of claim 1 , wherein the call is a debt collection call, and the first keyword is one from a group of “bankrupt” and “bankruptcy”.

3. The system of claim 1 , wherein the computer processor is further configured to:

stop the response timer in response to receiving a second speech-related event notification reporting an alleged detection by the speech analytics system of a second keyword in speech from the agent.

4. The system of claim 3 , wherein the second keyword is one from a group of “attorney”, “lawyer”, “law firm”, “court”, and “case”.

5. The system of claim 1 , wherein the TBGI presented on the computer further comprises a script control icon, and the computer processor is further configured to:

stop the response timer in response to receiving an input from the computer reflecting the agent selecting the script control icon.

6. The system of claim 1 , wherein the computer processor is further configured to:

present the context error icon on the computer to the agent in response to receiving the first speech-related event notification reporting the alleged detection of the first keyword in the speech from the remote party on the call.

7. The system of claim 1 , further comprising:

an announcement component configured to:

receive a message from the computer processor requesting a pre-recorded script to be played to the remote party; and

in response to receiving the message from the computer processor, cause the pre-recorded script to be played to the remote party.

8. The system of claim 1 , wherein the TBGI presented on the computer further comprises a text based script configured to be read by the agent to the remote party.

9. The system of claim 1 , wherein the computer processor is further configured to:

provide a warning visual indicator to the computer for display to the agent if the indication from the computer of the agent selecting the context error icon is not received prior to an expiry of the response timer.

10. A non-transitory computer readable medium storing instructions that when executed cause a processor to:

receive a first speech-related event notification reporting an alleged detection by a speech analytics system of a keyword in speech on a call spoken by a remote party to an agent;

start a response timer in response to receiving the first speech-related event notification;

cause text-based guidance information (“TBGI”) to be provided to a computer used by the agent for display to the agent in response to receiving the first speech-related event notification and

stop the response timer in response to receiving an indication from the computer of the agent selecting a context error icon displayed on the computer, wherein the selecting of the context error icon reports the agent alleging an incorrect detection by the speech analytics system of the keyword in the speech spoken by the remote party.

11. The non-transitory computer readable medium of claim 10 , wherein the call is a debt collection call, and the keyword is one from a group of “bankrupt” and “bankruptcy”.

12. The non-transitory computer readable medium of claim 10 , wherein the TBGI provided to the computer further comprises a script control icon, and the instructions when executed further cause the processor to:

stop the response timer in response to receiving an input from the computer indicating the agent has selected the script control icon.

13. The non-transitory computer readable medium of claim 10 , wherein the instructions when executed further cause the processor to:

present the context error icon on the computer to the agent in response to receiving the first speech-related event notification reporting the alleged detection of the keyword in the speech spoken by the remote party on the call.

14. The non-transitory computer readable medium of claim 10 , wherein the instructions when executed further cause the processor to:

receive a message from the computer used by the agent requesting a pre-recorded script to be played to the remote party; and

in response to receiving the message from the computer, cause the pre-recorded script to be played to the remote party.

15. The non-transitory computer readable medium of claim 10 , wherein the TBGI presented on the computer further comprises a text based script configured to be read by the agent.

16. The non-transitory computer readable medium of claim 10 , wherein the keyword includes at least one word from a group of “attorney”, “lawyer”, “law firm”, “court”, and “case number”.

17. A method for overriding provision of contextual assistance to an agent on a call to a remote party comprising:

receiving by a computer processor a first speech-related event notification reporting an alleged detection by a speech analytics system of a first keyword in speech from the remote party on the call;

presenting by the computer processor text-based guidance information (“TBGI”) on a computer used by the agent in response to receiving the first speech-related event notification;

starting a response timer by the computer processor in response to receiving the first speech-related event notification and

stopping the response timer by the computer processor in response to receiving an indication from the computer of the agent selecting a context error icon reflecting an incorrect detection of the first keyword in the speech from the remote party on the call.

18. The method of claim 17 , further comprising:

stopping the response timer by the computer processor in response to receiving a second speech-related event notification indication reporting alleged detection by the speech analytics system of a second keyword in speech from the agent on the call.

19. The method of claim 17 , wherein the call is a debt collection call, and the first keyword is one from a group of “bankrupt” and “bankruptcy”.

20. The method of claim 17 , further comprising:

recording an indication of the agent selecting the context error icon in response to receiving the indication from the computer of the agent selecting the context error icon.
