Abstract

Various embodiments of the invention provide methods, systems, and computer program products for changing an interaction taking place between an agent and a party from a first channel of communication to a second channel of communication. A communication assembly comprising the interaction is linked to a first communication session currently being held between the agent and party using the first channel of communication. A second communication session to be held between the agent and party using the second channel of communication at a future time is reserved and linked to the communication assembly. The first communication session is then terminated and at the future time, a communication involving the party and using the second channel of communication is established. Accordingly, the communication is linked with the second communication session and routed to the agent so that the agent can interact with the party over the second channel of communication.

Claims (85)

1. A method for changing an interaction taking place between an agent in a contact center and a party from a first channel of communication to a second channel of communication comprising:

during an initial time when the agent and the party are interacting over the first channel of communication:

receiving a message identifying a communication assembly and the second channel of communication, wherein the communication assembly represents the interaction taking place between the agent and the party and is linked to a first communication session representing the agent and the party interacting over the first channel of communication;

in response to receiving the message, reserving a second communication session linked to the communication assembly, wherein the second communication session represents the agent and the party interacting over the second channel of communication at a future time that is after the initial time; and

terminating the first communication session, wherein the first communication session identifies a logically related series of one or more sequential communications that occur during the initial time when the agent and the party are interacting over the first channel of communication; and

at the future time:

receiving a notification of a communication involving the party at a communications handler system, the communication using a particular channel of communication and a contact for the party;

identifying the communication assembly based on at least one of the party and the contact;

identifying the second communication session based on the communication assembly and the particular channel of communication being used for the communication matching the second channel of communication; and

after identifying the second communication session:

linking the communication with the second communication session wherein the second communication session identifies a logically related series of one or more sequential communications that occur during the future time when the agent and the party are interacting over the second channel of communication; and

routing the communication to the agent by the communications handler system so that the agent can continue the interaction with the party over the second channel of communication.

2. The method of claim 1 , wherein the first channel of communication is different than the second channel of communication.

3. The method of claim 1 further comprising:

setting a state for the communication assembly to suspended upon reserving the second communication session and terminating the first communication session; and

setting the state for the communication assembly to active upon linking the communication with the second communication session and routing the communication to the agent.

4. The method of claim 1 , wherein the routing of the communication to the agent is carried out by:

determining a current number of sessions the agent is actively engaged in;

determining a maximum number of sessions the agent is authorized to be actively engaged in; and

upon determining the current number of sessions is less than the maximum number of sessions:

determining a maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication; and

routing the communication to the agent by the communications handler system upon determining a current number of sessions the agent is actively engaged in using the second channel of communication is less than the maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication.

5. The method of claim 4 , wherein the routing of the communication to the agent is also carried out by:

determining a proficiency level for the agent in handling communications using the second channel of communication; and

routing the communication to the agent by the communications handler system upon determining the proficiency level for the agent is over a predefined proficiency level for the second channel of communication.

The method of claim 1 further comprising displaying an icon on a workstation being used by the agent for the second communication session to alert the agent that the communication has been routed to the agent, wherein the icon is configured to be selected by the agent to cause information on the communication to be displayed on the workstation.

7. The method of claim 6 , wherein the icon is displayed along with a second icon for the first communication session to demonstrate the first communication session and the second communication session are part of the communication assembly.

8. A non-transitory, computer-readable medium comprising computer-executable instructions for changing an interaction taking place between an agent in a contact center and a party from a first channel of communication to a second channel of communication, that when executed, cause at least one computer processor to:

during an initial time when the agent and the party are interacting over the first channel of communication:

receive a message identifying a communication assembly and the second channel of communication, wherein the communication assembly represents the interaction taking place between the agent and the party and is linked to a first communication session representing the agent and the party interacting over the first channel of communication;

in response to receiving the message, reserve a second communication session linked to the communication assembly, wherein the second communication session represents the agent and the party interacting over the second channel of communication at a future time that is after the initial time; and

terminate the first communication session, wherein the first communication session identifies a logically related series of one or more sequential communications that occur during the initial time when the agent and the party are interacting over the first channel of communication; and

at the future time:

receive a notification of a communication involving the party, the communication using a particular channel of communication and a contact for the party;

identify the communication assembly based on at least one of the party and the contact;

identify the second communication session based on the communication assembly and the particular channel of communication being used for the communication matching the second channel of communication; and

after identifying the second communication session:

link the communication with the second communication session, wherein the second communication session identifies a logically related series of one or more sequential communications that occur during the future time when the agent and the party are interacting over the second channel of communication; and

have the communication routed to the agent so that the agent can continue the interaction with the party over the second channel of communication.

9. The non-transitory, computer-readable medium of claim 8 , wherein the first channel of communication is different than the second channel of communication.

10. The non-transitory, computer-readable medium of claim 8 , wherein the computer-executable instructions are configured to cause the at least one computer processor to:

set a state for the communication assembly to suspended upon reserving the second communication session and terminating the first communication session; and

set the state for the communication assembly to active upon linking the communication with the second communication session and having the communication routed to the agent.

11. The non-transitory, computer-readable medium of claim 8 , wherein the computer-executable instructions are configured to cause the at least one computer processor to route the communication to the agent by:

determining a current number of sessions the agent is actively engaged in;

determining a maximum number of sessions the agent is authorized to be actively engaged in; and

upon determining the current number of sessions is less than the maximum number of sessions:

determining a maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication; and

routing the communication to the agent upon determining a current number of sessions the agent is actively engaged in using the second channel of communication is less than the maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication.

12. The non-transitory, computer-readable medium of claim 11 , wherein the computer-executable instructions are also configured to cause the at least one computer processor to route the communication to the agent by:

determining a proficiency level for the agent in handling communications using the second channel of communication; and

routing the communication to the agent upon determining the proficiency level for the agent is over a predefined proficiency level for the second channel of communication.

The non-transitory, computer-readable medium of claim 8 , wherein the computer-executable instructions are configured to cause the at least one computer processor to display an icon on a workstation being used by the agent for the second communication session to alert the agent that the communication has been routed to the agent, wherein the icon is configured to be selected by the agent to cause information on the communication to be displayed on the workstation.

14. The non-transitory, computer-readable medium of claim 13 , wherein the icon is displayed along with a second icon for the first communication session to demonstrate the first communication session and the second communication session are part of the communication assembly.

15. A system for changing an interaction taking place between an agent in a contact center and a party from a first channel of communication to a second channel of communication, the system comprising:

a computer processor configured to:

during an initial time when the agent and the party are interacting over the first channel of communication:

receive a message identifying a communication assembly and the second channel of communication, wherein the communication assembly represents the interaction taking place between the agent and the party and is linked to a first communication session representing the agent and the party interacting over the first channel of communication;

in response to receiving the message, reserve a second communication session linked to the communication assembly, wherein the second communication session represents the agent and the party interacting over the second channel of communication at a future time that is after the initial time; and

terminate the first communication session, wherein the first communication session identifies a logically related series of one or more sequential communications that occur during the initial time when the agent and the party are interacting over the first channel of communication; and

at the future time:

receive a notification of a communication involving the party, the communication using a particular channel of communication and a contact for the party;

identify the communication assembly based on at least one of the party and the contact;

identify the second communication session based on the communication assembly and the particular channel of communication being used for the communication matching the second channel of communication; and

after identifying the second communication session:

link the communication with the second communication session, wherein the second communication session identifies a logically related series of one or more sequential communications that occur during the future time when the agent and the party are interacting over the second channel of communication; and

have the communication routed to the agent so that the agent can continue the interaction with the party over the second channel of communication.

16. The system of claim 15 , wherein the first channel of communication is different than the second channel of communication.

17. The system of claim 15 , wherein the computer processor is configured to:

set a state for the communication assembly to suspended upon reserving the second communication session and terminating the first communication session; and

set the state for the communication assembly to active upon linking the communication with the second communication session and having the communication routed to the agent.

18. The system of claim 15 , wherein the computer processor is configured to route the communication to the agent by:

determining a current number of sessions the agent is actively engaged in;

determining a maximum number of sessions the agent is authorized to be actively engaged in; and

upon determining the current number of sessions is less than the maximum number of sessions:

determining a maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication; and

routing the communication to the agent upon determining a current number of sessions the agent is actively engaged in using the second channel of communication is less than the maximum number of sessions the agent is authorized to be actively engaged in using the second channel of communication.

19. The system of claim 18 , wherein the computer processor is also configured to route the communication to the agent by:

determining a proficiency level for the agent in handling communications using the second channel of communication; and

routing the communication to the agent upon determining the proficiency level for the agent is over a predefined proficiency level for the second channel of communication.

The system of claim 15 , wherein the computer processor is configured to display an icon on a workstation being used by the agent for the second communication session to alert the agent that the communication has been routed to the agent, wherein the icon is configured to be selected by the agent to cause information on the communication to be displayed on the workstation.

21. The system of claim 20 , wherein the icon is displayed along with a second icon for the first communication session to demonstrate the first communication session and the second communication session are part of the communication assembly.

22. The method of claim 1 , wherein the communication assembly, the first communication session, and the second communication session are linked in a hierarchical arrangement in which the communication assembly is ranked higher than the first and second communication sessions.

23. The non-transitory, computer-readable medium of claim 8 , wherein the first communication session, and the second communication session are linked in a hierarchical arrangement in which the communication assembly is ranked higher than the first and second communication sessions.

24. The system of claim 15 , wherein the first communication session, and the second communication session are linked in a hierarchical arrangement in which the communication assembly is ranked higher than the first and second communication sessions.
