Abstract

Techniques for sharing control of assigning tasks between an external pairing system and a task assignment system with an internal pairing system are disclosed. In one embodiment, the techniques may be realized as a method for sharing control of assigning tasks between an external pairing system and a task assignment system with an internal pairing system comprising receiving, from the task assignment system, a plurality of task pairing requests and an agent pairing request, wherein each task request of the plurality of task pairing requests is assigned to one of a first pairing strategy and a second pairing strategy. The agent pairing request may indicate an agent that is available for pairing. The method may further comprise transmitting, to the task assignment system, a pairing recommendation being based in part on the plurality of task pairing requests, the first pairing strategy, the second pairing strategy, and the agent pairing request.

Claims (55)

1. A method for pairing contacts and agents in a contact center system comprising:

determining, by at least one computer processor communicatively coupled to and configured to operate in the contact center system, a first set of contacts to be paired with one or more agents via a switch of the contact center system using a first pairing strategy;

determining, by the at least one computer processor, a second set of contacts to be paired with the one or more agents via the switch of the contact center system using a second pairing strategy;

determining, by the at least one computer processor, a first wait time in at least one queue of the contact center system for the first set of contacts;

determining, by the at least one computer processor, a second wait time in the at least one queue of the contact center system for the second set of contacts; and

selecting, by the at least one computer processor, a contact from the first set of contacts or the second set of contacts for pairing with an agent in the contact center system based at least in part upon the first wait time and the second wait time, wherein the pairing comprises establishing a connection, via the switch of the contact center system, between the selected contact and the agent.

2. The method of claim 1 , further comprising:

pairing, by the at least one computer processor, the selected contact with the agent in the contact center system.

3. The method of claim 1 , wherein the selecting based at least in part on the first wait time and the second wait time comprises:

generating a random number; and

selecting the contact for pairing with the agent further based at least in part on the generated random number.

4. The method of claim 3 , wherein generating the random number comprises:

determining a weight based at least in part on the first wait time and the second wait time for the first set of contacts and the second set of contacts, respectively.

5. The method of claim 3 , wherein generating the random number comprises:

determining a weight based at least in part on a distribution of the first set of contacts and the second set of contacts.

6. The method of claim 4 , wherein the weight is based on a ratio between a first number of contacts in the first set of contacts and a second number of contacts in the second set of contacts.

7. The method of claim 1 , wherein the first wait time and the second wait time are average wait times in the at least one queue for contacts in the first set of contacts and the second set of contacts, respectively.

8. A system for pairing contacts and agents in a contact center system comprising:

at least one computer processor communicatively coupled to and configured to operate in the contact center system, wherein the at least one computer processor is further configured to:

determine a first set of contacts to be paired with one or more agents via a switch of the contact center system using a first pairing strategy;

determine a second set of contacts to be paired with the one or more agents via the switch of the contact center system using a second pairing strategy;

determine a first wait time in at least one queue of the contact center system for the first set of contacts;

determine a second wait time in the at least one queue of the contact center system for the second set of contacts; and

select a contact from the first set of contacts or the second set of contacts for pairing with an agent in the contact center system based at least in part upon the first queue wait time and the second queue wait time, wherein the pairing comprises establishing a connection, via the switch of the contact center system, between the selected contact and the agent.

9. The system of claim 8 , wherein the at least one computer processor is further configured to:

pair the selected contact with the agent in the contact center system.

10. The system of claim 8 , wherein the at least one computer processor is further configured to:

generate a random number; and

select the contact for pairing with the agent further based at least in part on the generated random number.

11. The system of claim 10 , wherein the at least one computer processor is further configured to:

determine a weight for the random number based at least in part on the first wait time and the second wait time for the first set of contacts and the second set of contacts, respectively.

12. The system of claim 10 , wherein the at least one computer processor is further configured to:

determine a weight for the random number based at least in part on a distribution of the first set of contacts and the second set of contacts.

13. The system of claim 11 , wherein the weight is based on a ratio between a first number of contacts in the first set of contacts and a second number of contacts in the second set of contacts.

14. The system of claim 8 , wherein the first wait time and the second wait time are average wait times in the at least one queue for contacts in the first set of contacts and the second set of contacts, respectively.

15. An article of manufacture for pairing contacts and agents in a contact center system comprising:

a non-transitory processor readable medium; and

instructions stored on the medium;

wherein the instructions are configured to be readable from the medium by at least one computer processor communicatively coupled to and configured to operate in the task assignment system and thereby cause the at least one computer processor to operate so as to:

determine a first set of contacts to be paired with one or more agents via a switch of the contact center system using a first pairing strategy;

determine a second set of contacts to be paired with the one or more agents via the switch of the contact center system using a second pairing strategy;

determine a first wait time in at least one queue of the contact center system for the first set of contacts;

determine a second wait time in the at least one queue of the contact center system for the second set of contacts; and

select a contact from the first set of contacts or the second set of contacts for pairing with an agent in the contact center system based at least in part upon the first queue wait time and the second queue wait time, wherein the pairing comprises establishing a connection, via the switch of the contact center system, between the selected contact and the agent.

16. The article of manufacture of claim 15 , wherein the at least one computer processor is further caused to operate so as to:

pair the selected contact with the agent in the contact center system.

17. The article of manufacture of claim 15 , wherein the at least one computer processor is further caused to operate so as to:

generate a random number; and

select the contact for pairing with the agent further based at least in part on the generated random number.

18. The article of manufacture of claim 17 , wherein the at least one computer processor is further caused to operate so as to:

determine a weight for the random number based at least in part on the first wait time and the second wait time for the first set of contacts and the second set of contacts, respectively.

19. The article of manufacture of claim 17 , wherein the at least one computer processor is further caused to operate so as to:

determine a weight for the random number based at least in part on a distribution of the first set of contacts and the second set of contacts.

20. The article of manufacture of claim 18 , wherein the weight is based on a ratio between a first number of contacts in the first set of contacts and a second number of contacts in the second set of contacts.

21. The article of manufacture of claim 15 , wherein the first wait time and the second wait time are average wait times in the at least one queue for contacts in the first set of contacts and the second set of contacts, respectively.
