Abstract

Techniques for decisioning behavioral pairing in a task assignment system are disclosed. In one particular embodiment, the techniques may be realized as a method for decisioning behavioral pairing in a task assignment system comprising: determining, by at least one computer processor communicatively coupled to and configured to operate in the task assignment system, a plurality of possible task-agent pairings among at least one task waiting for assignment and at least one agent available for assignment; and selecting, by the least one computer processor for assignment in the task assignment system, a first task-agent pairing of the plurality of possible task-agent pairings based at least in part on a first offer set to be offered by the agent or a first compensation to be received by the agent.

Claims (40)

1. A method for decisioning behavioral pairing in a contact center system, the method comprising:

determining, by at least one computer processor communicatively coupled to and configured to operate in the contact center system, at least one agent available for pairing;

determining, by the at least one computer processor, at least one task available for pairing;

determining, by the at least one computer processor, a set of one or more subsets of items according to a dimension;

adjusting, by the at least one computer processor, a parameter, wherein a first value of the parameter affects a likelihood of selection for pairing each subset of items of the set of one or more subsets of items; and

selecting, by the least one computer processor, for assignment in the contact center system, at least one task-agent-subset of items pairing of the at least one agent, the at least one task, and the set of one or more subsets of items based at least in part on the adjusted parameter.

2. The method of claim 1 , wherein the dimension comprises one of: offers, agent compensations, actions, and channels.

3. The method of claim 1 , wherein the dimension is based on the at least one agent and/or the at least one task.

4. The method of claim 1 , wherein adjusting the parameter comprises adjusting a percentile or percentile range of items in the set of one or more subsets of items to skew the at least one task-agent-subset of items pairing toward higher-performing offers and imbalanced offer set availability.

5. The method of claim 1 , wherein, if an expected wait time for the at least one task exceeds a threshold, adjusting the parameter causes the at least one agent to have more generous offers available resulting in reduced congestion and the expected wait time.

6. The method of claim 1 , wherein, if an expected wait time for the at least one task is less than a threshold, adjusting the parameter causes the at least one agent to have less generous offers available.

7. The method of claim 1 , wherein adjusting the parameter balances average handle time with a level of generosity of offers available by the at least one agent.

8. A system for decisioning behavioral pairing in a contact center system, the system comprising:

at least one computer processor communicatively coupled to and configured to operate in the contact center system, wherein the at least one computer processor is further configured to:

determine at least one agent available for pairing;

determine at least one task available for pairing;

determine a set of one or more subsets of items according to a dimension;

adjust a parameter, wherein a first value of the parameter affects a likelihood of selection for pairing each subset of items of the set of one or more subsets of items; and

select, for assignment in the contact center system, at least one task-agent-subset of items pairing of the at least one agent, the at least one task, and the set of one or more subsets of items based at least in part on the adjusted parameter.

9. The system of claim 8 , wherein the dimension comprises one of: offers, agent compensations, actions, and channels.

10. The system of claim 8 , wherein the dimension is based on the at least one agent and/or the at least one task.

11. The system of claim 8 , wherein adjusting the parameter comprises adjusting a percentile or percentile range of items in the set of one or more subsets of items to skew the at least one task-agent-subset of items pairing toward higher-performing offers and imbalanced offer set availability.

12. The system of claim 8 , wherein, if an expected wait time for the at least one task exceeds a threshold, adjusting the parameter causes the at least one agent to have more generous offers available resulting in reduced congestion and the expected wait time.

13. The system of claim 8 , wherein, if an expected wait time for the at least one task is less than a threshold, adjusting the parameter causes the at least one agent to have less generous offers available.

14. The system of claim 8 , wherein adjusting the parameter balances average handle time with a level of generosity of offers available by the at least one agent.

15. An article of manufacture for decisioning behavioral pairing in a contact center system, the article of manufacture comprising:

a non-transitory processor readable medium; and

instructions stored on the medium;

wherein the instructions are configured to be readable from the medium by at least one computer processor communicatively coupled to and configured to operate in the contact center system and thereby cause the at least one computer processor to operate so as to:

determine at least one agent available for pairing;

determine at least one task available for pairing;

determine a set of one or more subsets of items according to a dimension;

adjust a parameter, wherein a first value of the parameter affects a likelihood of selection for pairing each subset of items of the set of one or more subsets of items; and

select, for assignment in the contact center system, at least one task-agent-subset of items pairing of the at least one agent, the at least one task, and the set of one or more subsets of items based at least in part on the adjusted parameter.

16. The article of manufacture of claim 15 , wherein the dimension comprises one of: offers, agent compensations, actions, and channels.

17. The article of manufacture of claim 15 , wherein the dimension is based on the at least one agent and/or the at least one task.

The article of manufacture of claim 15 , wherein adjusting the parameter comprises adjusting a percentile or percentile range of items in the set of one or more subsets of items to skew the at least one task-agent-subset of items pairing toward higher-performing offers and imbalanced offer set availability.

19. The article of manufacture of claim 15 , wherein, if an expected wait time for the at least one task exceeds a threshold, adjusting the parameter causes the at least one agent to have more generous offers available resulting in reduced congestion and the expected wait time.

20. The article of manufacture of claim 15 , wherein, if an expected wait time for the at least one task is less than a threshold, adjusting the parameter causes the at least one agent to have less generous offers available.

21. The article of manufacture of claim 15 , wherein adjusting the parameter balances average handle time with a level of generosity of offers available by the at least one agent.
