Abstract

A system and method for retaining calls info a call center is provided. A multiplicity of calls is received into a call center. The nature of each call is determined and the calls are temporarily saved. One or more of the saved calls is retained by performing a plurality of evaluations against criteria. The saved calls that are not retained are discarded. Each of the saved calls retained are stored as a recording identified by the nature of each call.

Claims (48)

1. A system for retaining calls into a call center, comprising:

a call center to receive a multiplicity of calls;

a determination module to determine the nature of each call;

a temporary storage module to temporarily store a recording of each call;

a retention module to compare criteria to the calls during times comprising prior to, during, and after each call, to identify those calls that satisfy the criteria during at least one of the times comprising prior to, during, and after that call, and to transfer the temporarily stored recordings associated with the calls that satisfy the criteria to a common call database; and

a disposal module to discard those of the temporarily stored calls that do not satisfy the criteria at periodic time intervals.

2. A system according to claim 1 , wherein the criteria can be selected from a group of criteria comprising one or more of content, customer identification, location and target, behavior, and call center criteria.

A system according to claim 2 , wherein the content criteria comprise at least one of an agent complaint, hold time, sale, multiple request, large order, system error and malfunction, stolen information, upsell, customer complaint, and customer number; the customer identification criteria comprise at least one of a name, telephone number, credit card number, and identification number; the location and target criteria comprise at least one of a business name, city, state, country, province, zip code, postal code, and area code; the behavior criteria comprise at least one of an agent and customer disposition; and the call center criteria comprise at least one of an agent identification, called line, department, and competitor.

4. A system according to claim 1 , wherein the call is evaluated during at least one of call distribution, call processing, call holding, and legacy call processing.

5. A system according to claim 1 , further comprising:

an alert module to transmit an alert for one of the calls based upon alert criteria.

6. A system according to claim 5 , wherein the alert is transmitted via one or more of a telephone call, text message, and email.

7. A system according to claim 1 , further comprising:

a post-processor to process the calls in the call database by performing at least one of sorting the call, reviewing the call, transferring the call, copying the call, and calculating a value for the call.

8. A method for retaining calls into a call center, comprising:

receiving a multiplicity of calls into a call center;

determining the nature of each call;

temporarily storing a recording of each call;

comparing criteria to the calls during times comprising prior to, during, and after each call and identifying those calls that satisfy the criteria during at least one of the times comprising prior to, during, and after that call;

transferring the temporarily stored recordings associated with the calls that satisfy the criteria to a common call database; and

discarding those of the temporarily stored calls that do not satisfy the criteria at periodic time intervals.

9. A method according to claim 8 , wherein the criteria can be selected from a group of criteria comprising one or more of content, customer identification, location and target, behavior, and call center criteria.

A method according to claim 9 , wherein the content criteria comprise at least one of an agent complaint, hold time, sale, multiple request, large order, system error and malfunction, stolen information, upsell, customer complaint, and customer number; the customer identification criteria comprise at least one of a name, telephone number, credit card number, and identification number; the location and target criteria comprise at least one of a business name, city, state, country, province, zip code, postal code, and area code; the behavior criteria comprise at least one of an agent and customer disposition; and the call center criteria comprise at least one of an agent identification, called line, department, and competitor.

11. A method according to claim 8 , further comprising:

evaluating the call during at least one of call distribution, call processing, call holding, and legacy call processing.

12. A method according to claim 8 , further comprising:

transmitting an alert for at least one of the selected calls based upon alert criteria.

13. A method according to claim 12 , wherein the alert is transmitted via one or more of a telephone call, text message, and email.

14. A method according to claim 8 , further comprising:

processing at least one of the calls in the call database comprising at least one of sorting the call, reviewing the call, transferring the call, copying the call, and calculating a value for the call.

15. A computer-readable storage medium holding code for performing the method according to claim 8 .

16. A system for monitoring calls, comprising:

a database defining retention criteria applicable to transient calls;

a monitor to passively monitor at least one of the calls that is channeled through a call flow for a call center and to temporarily store a recording of each of the channeled calls;

a criteria module to apply the retention criteria to the calls during times comprising prior to, during, and after each call and to identify those calls that satisfy the retention criteria during at least one of the times comprising prior to, during, and after that call;

a retention module to transfer the temporarily stored recordings associated with the calls that satisfy the retention criteria to a call database; and

a disposal module to discard those temporarily stored calls that do not satisfy the retention criteria at periodic time intervals.

17. A system according to claim 16 , wherein the call flow comprises processing by at least one of an IVR, ACD, agent terminal, guide, and legacy system.

18. A system according to claim 16 , wherein the criteria comprise one or more of content, customer identification, location and target, behavior, and call center criteria.

19. A method for monitoring calls, comprising:

defining retention criteria applicable to transient calls;

passively monitoring at least one of the calls that is channeled through a call flow for a call center and temporarily storing the channeled calls;

applying the retention criteria to the calls during times comprising prior to, during, and after each call;

identifying those calls that satisfy the retention criteria during at least one of the times comprising prior to, during, and after that call;

transferring the temporarily stored recordings associated with the calls that satisfy the criteria to a call database; and

discarding those temporarily stored calls that do not satisfy the criteria at periodic time intervals.

20. A method according to claim 19 , wherein the call flow comprises processing by at least one of an IVR, ACD, agent terminal, guide, and legacy system.

21. A method according to claim 19 , wherein the criteria comprise one or more of content, customer identification, location and target, behavior, and call center criteria.
