Abstract

Techniques for handling contacts and agents in a contact center system are disclosed. In one particular embodiment, the techniques may be realized as a method for handling contacts and agents in a contact center system including determining a first caller grade for a first call, determining a first agent grade for a first agent, and matching the first caller and the first agent based on a comparison of the first caller grade with the first agent grade.

Claims (59)

1. A method for routing contacts to agents in a contact center system comprising:

determining, by at least one computer processor communicatively coupled to and configured to perform routing operations in the contact center system, a plurality of agents;

determining, by the at least one computer processor, a plurality of gradings for the plurality of agents, wherein each grading of the plurality of gradings grades each of the plurality of agents according to at least one of a plurality of optimal interaction types;

receiving, by the at least one computer processor, weightings for the plurality of optimal interaction types, wherein the plurality of optimal interaction types are weighted against each other;

determining, by the at least one computer processor, a plurality of weighted gradings for the plurality of graded agents based at least in part upon the weightings for the plurality of optimal interaction types; and

establishing, in a switch of the contact center system, a connection between an available contact and an available agent of the plurality of agents based on a pattern matching algorithm according to the plurality of weighted gradings.

2. The method of claim 1 , wherein the plurality of optimal interaction types comprises at least one of increasing sales, decreasing a duration of a contact, and providing for an acceptable level of customer satisfaction.

3. The method of claim 1 , wherein receiving the weightings comprises:

receiving, from a remote user communicatively coupled to the contact center system, a selection of at least one weighting for at least one optimal interaction type; and

adjusting, by the at least one computer processor, the pattern matching algorithm to match contacts and agents according to the selection by the remote user.

4. The method of claim 1 , further comprising:

cycling, by the at least one computer processor, use of the pattern matching algorithm on and off; and

measuring, by the at least one computer processor, actual contact results attributable to the pattern matching algorithm.

5. The method of claim 1 , further comprising:

determining, by the at least one computer processor, new results for contact interactions in the contact center system; and

training, by the at least one computer processor, the pattern matching algorithm using the new results.

6. The method of claim 5 , wherein the training comprises adjusting, by the at least one computer processor, at least one grading of the plurality of gradings.

7. The method of claim 1 , further comprising:

outputting, by the at least one computer processor, contact center system performance data to a remote user communicatively coupled to the contact center system.

8. A system for routing contacts to agents in a contact center system comprising:

at least one computer processor communicatively coupled to and configured to perform routing operations in the contact center system, wherein the at least one computer processor is further configured to:

determine a plurality of agents;

determine a plurality of gradings for the plurality of agents, wherein each grading of the plurality of gradings grades each of the plurality of agents according to at least one of a plurality of optimal interaction types;

receive weightings for the plurality of optimal interaction types, wherein the plurality of optimal interaction types are weighted against each other;

determine a plurality of weighted gradings for the plurality of graded agents based at least in part upon the weightings for the plurality of optimal interaction types; and

establish, in a switch of the contact center system, a connection between an available contact and an available agent of the plurality of agents based on a pattern matching algorithm according to the plurality of weighted gradings.

9. The system of claim 8 , wherein the plurality of optimal interaction types comprises at least one of increasing sales, decreasing a duration of a contact, and providing for an acceptable level of customer satisfaction.

10. The system of claim 8 , wherein the at least one computer processor is further configured to receive the weightings by:

receiving, from a remote user communicatively coupled to the contact center system, a selection of at least one weighting for at least one optimal interaction type; and

adjusting the pattern matching algorithm to match contacts and agents according to the selection by the remote user.

11. The system of claim 8 , wherein the at least one computer processor is further configured to:

cycle use of the pattern matching algorithm on and off; and

measure actual contact results attributable to the pattern matching algorithm.

12. The system of claim 8 , wherein the at least one computer processor is further configured to:

determine new results for contact interactions in the contact center system; and

train the pattern matching algorithm using the new results.

13. The system of claim 12 , wherein the at least one computer processor is further configured to train the pattern matching algorithm by adjusting at least one grading of the plurality of gradings.

14. The system of claim 8 , wherein the at least one computer processor is further configured to:

output contact center system performance data to a remote user communicatively coupled to the contact center system.

15. An article of manufacture for routing contacts to agents in a contact center system comprising:

a non-transitory computer processor readable medium; and

instructions stored on the medium;

wherein the instructions are configured to be readable from the medium by at least one computer processor communicatively coupled to and configured to perform routing operations in the contact center system and thereby cause the at least one computer processor to operate so as to:

determine a plurality of agents;

determine a plurality of gradings for the plurality of agents, wherein each grading of the plurality of gradings grades each of the plurality of agents according to at least one of a plurality of optimal interaction types;

receive weightings for the plurality of optimal interaction types, wherein the plurality of optimal interaction types are weighted against each other;

determine a plurality of weighted gradings for the plurality of graded agents based at least in part upon the weightings for the plurality of optimal interaction types; and

establish, in a switch of the contact center system, a connection between an available contact and an available agent of the plurality of agents based on a pattern matching algorithm according to the plurality of weighted gradings.

16. The article of manufacture of claim 15 , wherein the plurality of optimal interaction types comprises at least one of increasing sales, decreasing a duration of a contact, and providing for an acceptable level of customer satisfaction.

17. The article of manufacture of claim 15 , wherein the at least one computer processor is further caused to operate so as to receive the weightings by:

receiving, from a remote user communicatively coupled to the contact center system, a selection of at least one weighting for at least one optimal interaction type; and

adjusting the pattern matching algorithm to match contacts and agents according to the selection by the remote user.

18. The article of manufacture of claim 15 , wherein the at least one computer processor is further caused to operate so as to:

cycle use of the pattern matching algorithm on and off; and

measure actual contact results attributable to the pattern matching algorithm.

19. The article of manufacture of claim 15 , wherein the at least one computer processor is further caused to operate so as to:

determine new results for contact interactions in the contact center system; and

train the pattern matching algorithm using the new results.

20. The article of manufacture of claim 19 , wherein the at least one computer processor is further caused to operate so as to train the pattern matching algorithm by adjusting at least one grading of the plurality of gradings.
