Abstract

A call center system has a computerized server executing software (SW) from a machine-readable medium, a data collection function of the SW enabled for collecting data regarding incoming transactions, a data processing function coupled to the data collection engine and enabled for processing the data collected against a set of business rules, the data processing function determining a priority level for individual ones of the incoming transactions, and a distribution function enabled for distributing a priority indication determined by the data processing function to one or more presentation interfaces accessible to agents, at or near the time the associated transaction is engaged by the agent.

Claims (40)

1. A system for processing an activity at a call center comprising:

a processor;

a memory, wherein the memory has stored thereon instructions that, when executed by the processor, causes the processor to:

retrieve data regarding a plurality of agents, the data including skill levels of the plurality of agents;

determine, based upon the data, a first priority indication for the activity, wherein the first priority indication is based on a first level of skill of a first agent for handling the activity;

determine, based upon the data, a second priority indication for the activity, wherein the second priority indication is based on a second level of skill of a second agent for handling the activity, wherein the first priority indication is set to be higher than the second priority indication in response to the first level of skill of the first agent being higher than the second level of skill of the second agent;

concurrently distribute a first invitation to the activity to the first agent and a second invitation to the activity to the second agent before the first and second agents engage in the activity, the first invitation comprising the first priority indication particular to the first agent and the second invitation comprising the second priority indication particular to the second agent;

display the first invitation and the first priority indication to the first agent and, concurrently, display the second invitation and the second priority indication to the second agent;

change the first and second priority indications after the first and second invitations are sent to the first and second agents.

2. The system of claim 1 , wherein the first agent with the first level of skill is sent a higher priority indication than the second agent with the second level of skill.

3. The system of claim 1 , wherein the first and second invitations further comprise respective system suggestions based on the first and second priority indications of the activity.

4. The system of claim 3 , wherein the system suggestions are recommended amounts of time the first and second agents should devote to the activity.

5. The system of claim 1 , wherein the first and second priority indications are further based upon relative importance of the activity to the call center.

6. The system of claim 1 , wherein the activity is an incoming voice call.

7. The system of claim 6 , wherein the first and second priority indications are further based upon an intent of a caller of the incoming voice call.

8. The system of claim 1 , wherein the first and second priority indications are indicative of respectively a first level of importance and a second level of importance of the activity to respectively the first and second agents.

9. A method for processing an activity at a call center, the method comprising:

retrieving, by a processor, data regarding a plurality of agents, the data including skill levels of the plurality of agents;

determining, by the processor, based upon the data, a first priority indication for the activity, wherein the first priority indication is based on a first level of skill of a first agent of the plurality of agents for handling the activity;

determining, by the processor, based upon the data, a second priority indication for the activity, wherein the second priority indication is based on a second level of skill of the second agent for handling the activity, wherein the first priority indication is set to be higher than the second priority indication in response to the first level of skill of the first agent being higher than the second level of skill of the second agent;

concurrently distribute, by the processor, a first invitation to the activity to the first agent and a second invitation to the second agent before the first and second agents engage in the activity, the first invitation comprising the first priority indication particular to the first agent and the second invitation comprising the second priority indication particular to the second agent;

receiving an acceptance of the first invitation from the first agent;

transferring the activity to the first agent in response to receiving the acceptance;

displaying the first invitation and the first priority indication to the first agent and, concurrently, displaying the second invitation and the second priority indication to the second agent; and

changing, by the processor, the first and second priority indications after the first and second invitations are sent to the first and second agents.

10. The method of claim 9 , wherein the first agent with the first level of skill is sent a higher priority indication than the second agent with the second level of skill.

11. The method of claim 9 , wherein the first and second invitations further comprise respective system suggestions based on the first and second priority indications of the activity.

12. The method of claim 11 , wherein the system suggestions are recommended amounts of time the first and second agents should devote to the activity.

13. The method of claim 9 , wherein the activity is an incoming voice call.

14. The method of claim 13 , wherein the first and second priority indications are further based upon an intent of a caller of the incoming voice call.

15. A non-transitory computer memory device storing computer code configured to be executed by a processing device to cause the processing device to operate to process an activity at a call center, the computer code including instructions that configure the processing device to:

retrieve data regarding a plurality of agents, the data including skill levels of the plurality of agents;

determine, based upon the data, a first priority indication for the activity, wherein the first priority indication is based on a first level of skill of a first agent for handling the activity;

determine, based upon the data, a second priority indication for the activity, wherein the second priority indication is based on a second level of skill of a second agent for handling the activity, wherein the first priority indication is set to be higher than the second priority indication in response to the first level of skill of the first agent being higher than the second level of skill of the second agent;

concurrently distribute a first invitation to the activity to the first agent and a second invitation to the activity to the second agent before the first and second agents engage in the activity, the first invitation comprising the first priority indication particular to the first agent and the second invitation comprising the second priority indication particular to the second agent;

display the first invitation and the first priority indication to the first agent and, concurrently, display the second invitation and the second priority indication to the second agent; and

change the first and second priority indications after the first and second invitations are sent to the first and second agents.

16. The non-transitory computer memory device of claim 15 , wherein the computer code includes instructions that configure the processing device to send the first agent with the first level of skill a higher priority indication than the second agent with the second level of skill.

17. The non-transitory computer memory device of claim 15 , wherein the computer code includes instructions configured such that the first and second invitations further comprise respective system suggestions based on the first and second priority indications of the activity.

18. The non-transitory computer memory device of claim 17 , wherein the computer code includes instructions configured such that the system suggestions include recommended amounts of time that the first and second agents should devote to the activity.
