Abstract

Techniques for handling contacts and agents in a contact center system are disclosed. In one particular embodiment, the techniques may be realized as a method for handling contacts and agents in a contact center system including identifying a plurality of agents ordered for assignment to a contact queue, and assigning a first out-of-order agent from the plurality of agents to a first contact that arrives at the contact queue based on information about the first contact.

Claims (39)

1. A method for handling contacts and agents in a contact center system comprising:

identifying, by at least one computer processor communicatively coupled to and configured to operate in the contact center system, a plurality of available agents ordered for assignment for a contact queue;

determining, by the at least one computer processor, an expected duration for handling a first contact that arrives at the contact queue for each of the plurality of available agents based on a model of information about the first contact and information about each of the plurality of available agents;

identifying, by the at least one computer processor, a first out-of-order agent from the plurality of available agents having a higher expected duration than the expected duration of a first in-order agent of the plurality of available agents; and

assigning, by the at least one computer processor, the identified first out-of-order agent from the plurality of available agents to the first contact for connection through the contact center system to optimize performance of the contact center system without necessarily optimizing performance of each contact-agent connection assignment.

2. The method of claim 1 , wherein an ordering of the plurality of available agents ordered for assignment is based on respective wait times of each agent of the plurality of available agents.

3. The method of claim 1 , wherein assigning the identified first out-of-order agent increases an expected wait time of a first in-order agent of the plurality of available agents.

4. The method of claim 1 , further comprising searching a plurality of available contacts for an assignment based on information about the first agent.

5. The method of claim 1 , wherein assigning the identified first out-of-order agent is based further on a grade associated with the identified first out-of-order agent.

6. The method of claim 1 , further comprising assigning, by the at least one computer processor, a second out-of-order agent from the plurality of available agents to a second contact that arrives at the contact queue based on information about the second contact.

7. A system for handling contacts and agents in a contact center system comprising:

at least one computer processor communicatively coupled to and configured to operate in the contact center system, wherein the at least one computer processor is further configured to:

identify a plurality of available agents ordered for assignment for a contact queue;

determine an expected duration for handling a first contact that arrives at the contact queue for each of the plurality of available agents based on a model of information about the first contact and information about each of the plurality of available agents;

identify a first out-of-order agent from the plurality of available agents having a higher expected duration than the expected duration of a first in-order agent of the plurality of available agents; and

assign the identified first out-of-order agent from the plurality of available agents to the first contact for connection through the contact center system to optimize performance of the contact center system without necessarily optimizing performance of each contact-agent connection assignment.

8. The system of claim 7 , wherein an ordering of the plurality of available agents ordered for assignment is based on respective wait times of each agent of the plurality of available agents.

9. The system of claim 7 , wherein assigning the identified first out-of-order agent increases an expected wait time of a first in-order agent of the plurality of available agents.

10. The system of claim 7 , wherein the at least one computer processor is further configured to search a plurality of available contacts for an assignment based on information about the first agent.

11. The system of claim 7 , wherein assigning the identified first out-of-order agent is based further on a grade associated with the first out-of-order agent.

12. The system of claim 7 , wherein the at least one computer processor is further configured to assign a second out-of-order agent from the plurality of available agents to a second contact that arrives at the contact queue based on information about the second contact.

13. An article of manufacture for handling contacts and agents in a contact center system comprising:

a non-transitory computer processor readable medium; and

instructions stored on the medium;

wherein the instructions are configured to be readable from the medium by at least one computer processor communicatively coupled to and configured to operate in the contact center system and thereby cause the at least one computer processor to operate so as to:

identify a plurality of available agents ordered for assignment for a contact queue;

determine an expected duration for handling a first contact that arrives at the contact queue for each of the plurality of available agents based on a model of information about the first contact and information about each of the plurality of available agents;

identify a first out-of-order agent from the plurality of available agents having a higher expected duration than the expected duration of a first in-order agent of the plurality of available agents; and

assign the identified first out-of-order agent from the plurality of available agents to the first contact for connection through the contact center system to optimize performance of the contact center system without necessarily optimizing performance of each contact-agent connection assignment.

14. The article of manufacture of claim 13 , wherein an ordering of the plurality of available agents ordered for assignment is based on respective wait times of each agent of the plurality of available agents.

15. The article of manufacture of claim 13 , wherein assigning the identified first out-of-order agent increases an expected wait time of a first in-order agent of the plurality of available agents.

16. The article of manufacture of claim 13 , wherein the at least one computer processor is caused to operate further so as to search a plurality of available contacts for an assignment based on information about the first agent.

17. The article of manufacture of claim 13 , wherein assigning the identified first out-of-order agent is based further on a grade associated with the first out-of-order agent.

18. The method of claim 1 , wherein an expected cost-savings to a contact interaction by assigning the identified first out-of-order agent outweighs an expected cost of increasing an expected wait time of a first in-order agent of the plurality of available agents.

19. The system of claim 7 , wherein an expected cost-savings to a contact interaction by assigning the identified first out-of-order agent outweighs an expected cost of increasing an expected wait time of a first in-order agent of the plurality of available agents.

20. The article of manufacture of claim 13 , wherein an expected cost-savings to a contact interaction by assigning the identified first out-of-order agent outweighs an expected cost of increasing an expected wait time of a first in-order agent of the plurality of available agents.

21. The method of claim 1 , wherein an expected customer satisfaction of the first contact is lower for the identified first out-of-order agent than for a first in-order agent of the plurality of available agents.

22. The system of claim 7 , wherein an expected customer satisfaction of the first contact is lower for the identified first out-of-order agent than for a first in-order agent of the plurality of available agents.

23. The article of manufacture of claim 13 , wherein an expected customer satisfaction of the first contact is lower for the identified first out-of-order agent than for a first in- order agent of the plurality of available agents.
